본 연구는 병원 콜센터에서 근무하고 있는 장애인 상담원들이 지각하는 직무스트레스 경험의 내용과 구조를 도출하는 것이 목적이다. 이러한 목적을 달성하기 위한 연구문제는 ‘병원 콜센터 장애인 상담원이 지각하는 직무스트레스의 경험 내용은 어떠한가?’, ‘병원 콜센터 장애인 상담원이 지각하는 직무스트레스의 경험 구조는 어떠한가?’ 이다. 본 연구는 직무스트레스를 경험해온 연구 참여자들의 주관적인 체험의 의미를 이해하는 것을 지향하고 있다. 그러므로 질적 연구방법을 사용하였으며, 질적 연구 중 현상학적 접근 방법을 적용하였다. 면담을 통해 수집된 자료는 Colaizzi(1978)가 제시한 6단계 절차를 따라 분석하였다. 이러한 목적을 위해 2016년 10월부터 2017년 1월까지 병원 콜센터 장애인 상담원 5명을 연구 참여자로 선정하여 심층면담을 하였다. 심층 면접하여 수집한 원 자료에서 5개의 주제, ‘직무스트레스의 발생’, ‘직무스트레스로 인한 증상’, ‘직무스트레스에 대한 대처’, ‘직무스트레스의 의미 발견’, ‘삶의 변화와 기대 및 다짐’이 도출되었다. 주요 연구 결과는 다음과 같다. 첫째, ‘직무스트레스의 발생’에서 참여자들은 고객을 응대할 때, 동료 및 상사와의 관계에서, 직무, 그리고 개인적인 요인들로 인한 직무스트레스를 경험하고 있었다.둘째, ‘직무스트레스로 인한 증상’에서 참여자들은 신체적으로는 피로감의 상승, 심박수의 변화, 가슴의 옥죄는 기분, 신체의 약한 부분들의 증상이 심화된다고 하였다. 정신적으로는 피폐해진 정신, 급해진 성격, 예민해지고 무력감, 상실감, 기계가 된 듯한 느낌, 우울함이 나타났다. 셋째, ‘직무스트레스에 대한 대처’에서 참여자들은 각자 다른 방식으로 직무스트레스 대처하고 있었다. 적극적, 전략적, 긍정적, 자기격려, 신앙,소망적인 사고방식, 자기비난, 일탈행동, 사회적 지지를 추구하는 방식으로 대처하고 있는 것으로 나타났다. 넷째, ‘직무스트레스의 의미 발견’에서 참여자들은 장애인으로서 직업이 있다는 것만으로도 삶을 살아가는 힘이자 원동력이 될 뿐 아니라, 병원의 편리한 시설과 의료복지 혜택을 누릴 수 있다는 점에서 병원 콜센터라는 직장에 대한 긍정적인 이미지가 형성되어 있었다. 또한 참여자들에게 ‘장애’는 제한점인 동시에 과거를 돌아볼 수 있는 계기이자 미래를 위한 자본이 되었다. 참여자들은 직무스트레스를 경험하면서 조직의 운영과 사회생활에 대해 이해할 수 있게 되었으며, 가족과 친구, 지인, 삶의 소중함을 발견하였다. 이러한 직무스트레스의 의미 발견은 참여자들의 직무스트레스에 심리적 완충 요소이자, 삶의 긍정적인 변화를 이끌어내는 매개 요인으로 작용하고 있었다. 다섯째, ‘삶의 변화와 기대 및 다짐’에서 참여자들은 입사 초기와 비교할때 직무스트레스에 대처하는 방식의 변화 뿐 만 아니라 고객을 응대하는 데 있어 편안해지고, 침착하고 객관적으로 사고하고, 입사 초기 퇴근 후 가정에서까지 이어지던 직무스트레스가 많이 개선되는 삶의 변화가 있었다. 동시에 참여자들은 직무스트레스에 효과적으로 대처하기 위하여 소통과 배려, 의료적 교육의 필요성과 심리 상담이 필요하다고 주장하였다. 직 무스트레스를 경험하면서 참여자들은 최선을 다하고, 고객에게 더 많은 도움이 되길 희망하는 것으로 나타났다. 이 연구 결과를 바탕으로 본 연구는 병원 콜센터 장애인 상담원이 지각하는 직무스트레스 경험의 내용과 심리적 구조를 고찰했다는 면에서 의의가 있다. 또한 연구 결과를 바탕으로 다음과 같이 제언을 하였다.첫째, 본 연구의 대상이 C시의 3차 의료기관 콜센터 장애인 상담원이었으므로 타 지역 의료기관의 콜센터 장애인 상담원을 대상으로 연구하면 더욱 다양하고 폭 넓은 연구가 될 것이라 기대된다. 둘째, 본 연구는 현재 재직 중인 병원 콜센터 장애인 상담원을 대상으로 진행되었기에, 재직 경험이 있는 병원 장애인 콜센터 장애인 상담원을 대상으로 연구가 진행된다면 보다 넓은 이해를 할 수 있을 것으로 기대된다. 셋째, 본 연구는 질적 연구이므로, 체계적이고 일반화 할 수 없다는 아쉬움이 있다. 그러므로 양적 연구와 질적 연구가 융합되어 심도 있는 연구가 향후 수행되기를 제언한다.

The purpose of this study is to draw the contents and structure of the job stress experience perceived by the disabled counselors who are working in the hospital call center. The study questions for achieving this purpose are ‘what is the experience content of the job stress perceived by the disabled counselors in the hospital call center?’ and ‘what is the experience structure of the job stress perceived by the disabled counselors in the hospital call center?’ This study is aimed at understanding the meaning of the subjective experience of the study participants who had experienced the job stress. Therefore, the qualitative study method was used and the phenomenological approach was applied among the qualitative studies. The data collected through the interview was analyzed according to the 6-stage procedure suggested by Colaizzi(1978).For this purpose, 5 disabled counselors in the hospital call center were selected as the study participants to conduct the in-depth interview from October, 2016 to January, 2017. From the original materials collected through the in-depth interview, 5 themes were drawn such as ‘occurrence of the job stress’, ‘symptoms caused by the job stress’, ‘handling the job stress’, ‘discovering the meaning of the job stress’, and ‘change of life, expectation, and resolution’. The main study results are as follows. First, in the ‘occurrence of the job stress’, participants were experiencing the job stress caused by the relationship with customers, relationship with colleagues and their superiors, duty, and personal elements. Second, in the ‘symptoms caused by the job stress’, participants said the fatigue rose, heart rate changed, they felt choked, and symptoms of the weak parts of the body deepened. They felt their spirit was devastated, disposition became hasty, they became sensitive and lethargic, felt a sense of loss, and felt as if they became a machine with the depression. Third, ‘in handling the job stress’, participants were coping with the job stress in different ways. It was shown that they were coping actively, strategically, positively, and in the manner of pursuing the self-encouragement, faith, hopeful thinking coping, self-criticism, deviant behavior, and social support. Fourth, in ‘discovering the meaning of job stress’, participants thought having the job as the disabled person became the power for living the life and the driving force, and they formed a positive image on the job called the hospital call center in terms of being able to enjoy the convenient facility of the hospital and the medical welfare benefit. Also, for participants, the ‘disability’ became the opportunity to look back on the past and the capital for the future as well as being a critical point. Participants could understand the organizational operation and the social life while experiencing the job stress, and discovered the preciousness of the family, friend, acquaintance, and life. Discovering the meaning of this job stress was working as a mediating factor which led the positive change of life and as a psychological buffering elementon the job stress. Fifth, in ‘change of life, expectation, and resolution’, participants felt comfortable in responding to customers as well as the change of manner of coping with the job stress, thought calmly and objectively, and improved much job stress which led to the family in comparison with early stage of the company life. Participants asserted the communication, consideration, medical education, and psychological counseling were required in order to cope with the job stress effectively. It was shown that the participants did their best and hoped they would be more helpful to the customers while experiencing the job stress. This study is significant in having considered the content and psychological structure of the job stress perceived the disabled counselors in the hospital call center. Also, the following were suggested based on the study result. First, since the target of this study was the disabled counselors in the 3rd medical institution call center in C City, if the study is conducted targeting the disabled counselors in the medical institution call centers in other areas, the study will be more diverse and extensive. Second, since this study was conducted targeting the disabled counselors in the hospital call center for which they were working, if the study is conducted targeting the disabled counselors who have experience in working for the hospital call center but do not work now, it will be possible to understand more broadly. Third, as this study is a qualitative one, it cannot be systematized and generalized. Therefore, it is hoped that the in-depth study will be conducted henceforth as the quantitative study and qualitative study are fused.
