최근 고객의 감성을 만족시키는 것의 중요성이 날로 더해지고 있는 가운데 항공 서비스 산업은 저비용 항공사들의 등장으로 극심한 경쟁을 마주하고 있으며(문지효, 2016) 이러한 경쟁에서 살아남기 위해 대형 항공사와 저비용 항공사 모두 서비스를 차별화하고 서비스 품질을 향상시키기 위해 노력하고 있다(Rupp & Liu, 2016). 특히 기내서비스의 경우 고객과의 접점과 상호작용이 많아 서비스 품질의 중요성은 더욱 강조되며 고객의 감성과 같은 보다 높은 차원의 필요를 만족시켜야 할 필요가 있다(Bitran & Hoech, 1990). 하지만 지금까지 기내서비스와 고객 감성의 관계에 대한 연구는 없었다. 따라서 본 연구는 지금까지 물리적 제품 개발에 많이 적용돼 왔던 감성공학을 항공사 기내서비스에 적용함으로써 기내서비스와 관련된 고객의 중요 감성을 파악하고 이러한 감성과 기내서비스 속성과의 관계를 규명하고자 한다. 또한 본 연구를 통해 초기단계라고 할 수 있는 감성공학의 서비스 관련 연구를 보다 발전시키고자 한다. 이를 위해 본 연구는 Schütte(2005)이 제시한 감성공학의 연구구조 모형과 Chen 외(2015)와 Ayas 외(2008)의 데이터 분석 방법을 함께 적용함으로써 본 연구의 연구 모형을 제시하였으며 20대 고객을 표적으로 하는 항공사 국제선 이코노미클래스의 기내서비스를 감성영역으로 정하고 연구를 진행하였다. 감성공학의 절차에 따라 기내서비스와 관련한 어의공간(Semantic Space)과 특성 공간(Space of Properties)을 선정하고 이를 연결하는 합성(Synthesis)분석을 통해 20대 고객의 중요 감성과 가장 관련 있는 핵심 서비스 속성을 확인하였다. 그리고 마지막으로 중요 감성을 위한 서비스 구성 의사결정 규칙을 유도하였다. 본 연구의 결과 20대 고객이 항공사 기내서비스로부터 가장 얻고자 하는 감성은 ‘안전한’, ‘편안한’, ‘친절한’ 감성으로 확인되었다. 그리고 20대 고객이 가장 원하는 ‘안전한’ 감성과 관련이 있는 핵심 서비스 속성으로는 각각 좌석 안내, 이륙준비/안전체크, 난기류 안내 방송, 객실 순회 서비스였으며 의사결정 규칙 유도 결과 ‘안전한’ 감성을 불러일으키는 서비스는 이륙준비/안전체크 서비스임이 확인되었다. 뿐만 아니라 본 연구는 ‘편안한’, ‘친절한’ 감성에 대해서도 분석 결과를 제시하였다. 이와 같은 본 연구 결과를 통해 실제 항공사 기내서비스에 적용이 가능한 서비스 디자인 방안을 제시하였으며 본 연구를 통해 항공사들이 고객의 감성을 이해하고 고객의 중요 감성을 충족시킬 수 있는 서비스를 제공하는데 기여할 수 있을 것으로 기대된다. 또한 본 연구에서 물리적 제품이 아닌 서비스에도 감성공학이 적용 가능함을 보임으로써 향후 감성공학의 서비스 관련 연구 발전에도 도움을 줄 수 있을 것으로 기대하는 바이다.

To survive in this competitive environment, both Full-Service Carriers (FSC) and Low Cost Carriers(LCC) are striving to differentiate their services and improve service quality(Rupp & Liu, 2016). Service quality of in-flight services is particularly emphasized because airlines in-flight service has a lot of contacts and interactions with customers. Not only that, airlines in-flight services have to satisfy customers' higher order needs like feelings(Bitran & Hoech, 1990). However, there was no study about the relations between in-flight service attributes and customer feelings. Therefore, this study aims to apply Kansei Engineering to in-flight services in order to understand important customer feelings and to find out their relations with in-flight service attributes. Also, this study expects to contribute on the study of Kansei Engineering in services. After reviewing previous literature, this study adopted the research framework proposed by Schütte(2005) together with analysis methodologies of Chen et al.(2015) and Ayas et al.(2008) and defined the Kansei domain as airlines international route economy class in-flight services targeting customers of age 20s. Following the research framework, this study spanned Semantic Space and Space of Properties of in-flight services, and conducted Synthesis analysis to find out core service attributes related to important customer feelings. Lastly, this study induced strong decision rules for service design. As a result, customers of age 20s appeared to expect 'safe', 'relaxing', and 'friendly' feelings from in-flight services. And services of seat guidance, take-off preparation/safety check, turbulence announcement, and cabin crew walk around were selected for core service attributes related to 'safe' feeling. Additionally, take-off preparation/safety check service appeared to stimulate strongest 'safe' feeling for customers based on the decision rule induction. This study also provided results related to 'relaxing' and 'friendly' feelings. Based on the results, this study provides service design suggestions that can be applied in real in-flight services and expects to help airlines understanding and satisfying customers feelings. Not only that, as this study has shown the possibility of Kansei Engineering in services, future studies can be inspired to apply Kansei Engineering in various service areas.
