Along with the increase in medical demand, diversification of demand, and progress in the medical field, the competition between medical institutions is growing more fierce. Hospitals are trying to provide higher quality service and patients are also regarding service quality as an important aspect in their decision on which medical institution to utilize. Hence, hospitals are constantly endeavoring to meet their customers' needs.
So there is a need to carry out a systematic study that analyzes and builds understand on which kind of service quality can maintain a both solid and long-term relationship with customers. This study targeting medical institutes systematically classified service quality into 'outcome' and 'process'. That is, categorizing the total patients into inpatients and outpatients visiting the hospital, and classifying the service quality being provided as outcome quality and process quality, and investigating on which factors have meaningful effects on service quality, customer satisfaction, and behavioral intention. The aim of the study was to investigate the effect on both effective customer satisfaction and the quality of long-term relationship beyond a revisit.
As a result first, when investigating the characteristics of respondents receiving outpatient treatment and inpatient treatment, the patients that visited the hospital 1~3 times annually took up a considerable portion, 47.4%. The percentage of females was 61.3% suggesting that the proportion of female respondents was high. This means that the percentage of females that visit hospitals for care and treatment is higher than males, and in order to give sufficient information about hospitals and build trust in hospitals regardless of sex, it is suggested that advertising and promotion on specialized treatment according to different fields would be more effective.
Second, in the service quality classification of outpatients and inpatients, operating quality was shown as most important within medical process quality, and outcome quality was also identified as a factor of high influence. It can be seen that customers that visit hospitals nowadays are closely affected by administrative procedures, examination progress, and treatment time, and moreover the cure and complete recovery from illness. Fox&Storms(1981) defined patient satisfaction according to two dimensions: perception of treatment and treatment situation, where perception of treatment means the extent of happiness patients feel when utilizing the hospital and treatment situation is related to the process of actual treatment such as treatment method, location of hospital, cost, and result etc. But it can be seen that the relationship with the medical team or atmosphere of the hospital are not very important in affecting the service quality. Hee-Kyung Seo(2010) saw customer satisfaction as the reward satisfaction in respect of motivation satisfaction of a customer after using and experiencing a product, and when the motivation was not fulfilled explained the situation as dissatisfaction. Also, Yun-Yong Hwang(2002) mentioned the fact that customers with an independent tendency prefer attribute information that do not reflect the attitude of others but require customers themselves to make a judgement. Thus, it can be said that shift of focus from hospital to customers has had much influence. However, interaction was analyzed to have an important effect on service quality. Jong-nam Hong(2007) highlighted the fact that interaction and self-efficacy affect customer satisfaction.
Third, the atmosphere of hospital can be seen to have a significant impact on service satisfaction. Kumal,Garg and Rahman(2010) did a study on the influence that the atmosphere such as the illumination hue, music, design, and olfactory factors has on customer value. Furthermore, Kusumowidagdo, Sachari and Widodo(2012) set the constituents of atmosphere as the overall interior, and the human factor, and investigated the influence atmosphere has on customer and employee behavior. In this study it has been revealed that the overall atmosphere influences customer behavior, and appearance or display has an effect on the behavior of employees as well. That is, the hospital atmosphere can not only have an influence on the customers but also influence the behavior of employees.
To sum up the results, in the relationship between outcome quality and process quality according to medical service classification and service quality, satisfaction, and behavioral intention of customers, first when looking at the medical process quality, it was revealed that in medical process quality, interaction, operational quality, and support quality have a meaningful effect, and in medical outcome quality, the result has a significant effect on service satisfaction, and service quality has a meaningful effect on service satisfaction and behavioral intention. It was shown that interaction or relationship quality do not have a meaningful effect on service satisfaction, and hospital corporality and support quality did not have a meaningful effect on service satisfaction.
