최근 해외여행 시 이용할 수 있는 항공사의 범위가 넓어지고, 저비용 항공사들의 성장으로 항공사들의 경쟁은 나날이 치열해져 가고 있다. 이러한 상황에서 항공사들이 고객충성도를 유지하기 위해서는 항공사의 중요한 인적자원인 항공사 객실승무원의 언어적ㆍ비언어적 커뮤니케이션이 매우 중요하다는 점이 강조되면서 최근 이에 대한 연구는 활발히 진행되고 있다. 항공서비스산업의 경우에는 인적자원에 의존도가 높은 산업이라는 점을 감안하여 볼 때, 항공사 객실승무원의 비언어적 커뮤니케이션의 품질에 대한 교육 또는 관리가 곧 항공사의 경쟁력이라고 말할 수 있다. 항공사 객실승무원이 승객에게 서비스 할 때 나타나는 비언어적 커뮤니케이션 품질에 따라 서비스의 질은 판이하게 다를 것이며, 이에 따라 항공사 객실승무원의 비언어적 커뮤니케이션 품질에 대한 연구를 통해서 고객 충성도를 높이는 요인은 무엇인지를 파악하고, 이를 파악함으로써 기업의 경영에 긍정적인 효과를 주는 것 뿐 아니라 경영학적 시사점을 주는 것을 목표로 한다. 본 연구는 항공사 객실승무원의 비언어적 커뮤니케이션 품질의 결정요인을 밝히고 고객 충성도 결정요인과 고객 신뢰와 항공사 브랜드이미지에 관한 관계를 파악하기 위하여 여러 분야의 규범적 논의와 실증연구를 토대로 연구모형을 설정하여 총 7개의 가설을 설정하였다. 본 연구의 실증분석 부분은 항공사 객실승무원의 비언어적 커뮤니케이션 품질을 독립변수로, 고객 충성도를 종속변수로, 고객 신뢰와 항공사 브랜드이미지를 매개변수로 설정하여 분석하였다. 조사의 실증분석을 위한 자료 수집은 본 연구의 조사와 실증분석을 위한 자료의 수집은 여러 가지 방법과 절차에 의하여 수집 되었으며, 대상의 범위는 인천국제공항과 김포국제공항을 통해 한국으로 입국하는 항공사 이용 경험이 있는 내국인 승객들을 대상으로 2017년 7월 10일부터 8월 15일까지 약 한 달간 설문을 실시하였다. 이 중 최종 422부의 설문지를 유효표본으로 확정하여 설문지에 사용하였다. 실증분석에서의 통계처리는 AMOS Version 18.0의 통계 프로그램을 활용하여 분석하였다. 매개변수로써의 고객신뢰와 항공사 브랜드이미지 연구모형 검증을 위해 실시한 모델의 전반적인 부합도 평가지수가 모두 양호한 것으로 판명되었으며 구조방정식모델에 대한 측정모델의 추정치는 타당한 것으로 나타났다. 또한, 본 연구에서 실시한 부가분석으로 인구통계적 특성인 성별, 연령과 이용항공사에 따른 항공사 승무원의 비언어적 커뮤니케이션과 고객신뢰, 항공사 브랜드 및 고객 충성도의 차이를 검증하기 위해 t-test 및 ANOVA(일원분산분석)를 실시하였다. 본 연구의 결과는 첫째, 항공기 승무원의 비언어적 커뮤니케이션 품질 중 신체언어, 공간언어, 신체외형언어는 고객 신뢰에 유의한 영향을 미치는 것으로 확인되었다. 이는 항공사를 이용하는 고객이 항공사 객실승무원의 신체언어 즉, 항공 승무원과의 서비스 접점에서 승무원의 얼굴의 표정이나 몸짓, 눈 맞춤, 자세 그리고 공간적 언어인 항공기에서 승무원과의 대화 시에 거리, 주변 환경, 적절한 공간에의 승무원의 손동작에 따라 고객으로 하여금 친밀감을 지각하게 하며 서비스 품질에 긍정적인 영향을 미치어 고객 신뢰를 형성하는 것으로 나타났다. 둘째, 항공사 객실승무원의 비언어적 커뮤니케이션 품질 요소 중 공간언어, 신체외형언어는 항공사 브랜드이미지에 유의한 영향을 미치는 것으로 확인되었다. 이는 항공사를 이용하는 고객이 항공사 객실승무원의 공간언어인 항공기에서 승무원과의 대화 시에 거리, 주변 환경, 적절한 공간에서의 객실승무원의 손동작과 승무원이 매력적인 외모, 단정한 메이크업 등이 깔끔할 때 긍정적인 영향을 미치어 고객으로 하여금 항공사 브랜드이미지에 유의한 영향을 미치는 것으로 나타났다. 셋째, 항공사 객실승무원의 비언어적 커뮤니케이션 품질의 모든 요소인 신체 언어, 공간언어, 의사언어, 신체외형언어는 고객충성도에 유의한 영향을 미치는 것으로 나타났다. 이는 항공기 내에서 항공사 객실승무원의 온화한 미소나 밝은 표정, 태도, 대화 시에 적절한 거리, 승무원의 목소리 톤이나 정확한 발음, 속도 그리고 승무원의 깔끔한 유니폼 착용상태, 단정한 헤어에서 항공사에 대한 고객의 충성도에 긍정적인 영향이 형성되어 유의한 영향을 미치는 것으로 나타났다. 넷째, 고객 신뢰와 항공사 브랜드이미지는 고객 충성도에 유의한 영향을 미치는 것으로 나타났다. 이는 이용한 항공사에 대한 고객의 신뢰가 쌓일수록 고객의 재이용을 통해 다른 고객들까지도 이용 선호도를 높일 수 있도록 유도하게 되므로 기업의 재무성과에 긍정적인 영향을 미칠 수 있다. 또한 기업의 매출을 높일 뿐만 아니라 긍정적인 추천을 통해 항공사의 브랜드 이미지가 높을수록 고객의 충성도에는 긍정적으로 영향을 미치는 것으로 드러났다. 결과적으로 고객 충성도를 높이기 위해서는 고객신뢰를 쌓고 항공사 브랜드이미지를 좋게 하는 것이 중요함을 보여주는 결과이다. 이처럼 본 연구에서는 항공사 객실승무원의 비언어적 커뮤니케이션 품질과 고객 충성도간의 미치는 영향에 대해 실증분석을 통해 살펴보았으며, 이러한 실증분석을 통해 여러 가지 시사점을 도출해내었으며, 항공사 객실승무원들의 비언어적 커뮤니케이션이 고객 충성도에 대한 효과적인 항공사의 경영 방향을 제시할 수 있었다는 점에서 본 연구의 의의를 찾을 수 있다. 또한 본 연구는 항공사 객실승무원의 비언어적 커뮤니케이션 품질에 관한 연구에 있어서 고객 신뢰와 항공사 브랜드이미지가 고객충성도에 미치는 매개효과에 대한 연구를 거의 찾아볼 수 없었는데, 본 연구에서는 이에 대한 연구가 이루어졌으므로 후속 연구들에서는 보다 다양한 관련 변수들을 포함시키고 보다 다양한 경로들을 설정한 모형을 제시할 필요성이 있음을 제시하고 있다. 다만 본 연구의 설문 응답의 장소가 인천국제공항 입국장이라는 공간의 한정과 국적 대형항공사를 이용하는 승객이 다른 항공사를 이용하는 승객보다 상대적으로 많아 이용한 항공사가 고르게 배포되지 않고 편중되어있어 편중과 일반화에 대한 문제가 제기될 수 있다. 그러므로 후속 연구에서는 보다 다양한 장소와 다양한 항공사를 이용한 승객을 설문 응답자로 설정하여 본 연구에서 나타난 한계가 극복되어질 수 있는 연구가 진행되기를 제안한다.

Therefore, the purpose of this study aims to identify the factors that improve the customer loyalty through the nonverbal communication quality of cabin crews, and contribute to the effective management strategy of airline companies. In order to examine the determinants of nonverbal communication quality and to investigate the relationships among customer loyalty, customer trust and airline brand image, Seven hypotheses were drawn on basis of the literature reviews and empirical studies. Nonverbal communication quality of cabin crews is an independent variable. Customer loyalty is a dependent variable. Customer trust and airline brand image are mediating variables. The subjects were 422 domestic passengers who have used airlines through Incheon International Airport and Gimpo International Airport. The questionnaire was conducted from July 10 to August 15 in 2017. The data analysis was performed using AMOS ver. 18.0. The estimates of the measurement model were found to be valid and the research model was found to be valid. Additionally, t test and ANOVA were used to examine differences in nonverbal communication, customer trust, airline brand, and customer loyalty according to gender and age. The results of this study were as follows. First, it was found that among the nonverbal communication quality-related factors, kinesics, proxemics, and pysical appearance have significant effects on customer trust. That is, in terms of kinesics, passengers feel a sense of intimacy with facial expression, gesture, eye contact, posture of cabin crews at the service encounter. In terms of proxemics, passengers feel a sense of intimacy with the distance during the conversation with cabin crews, surrounding environment and cabin crews' hand movements in proper space. Thus, they have positive effects on the service quality and the customer trust. Second, it was found that among the nonverbal communication quality-related factors, proxemics and pysical appearance have significant effects on airline brand image. That is, in terms of proxemics and pysical appearance, the distance during the conversation with cabin crews, surrounding environment, cabin crews' hand movements in proper space, attractive looks, and neat makeups have positive effects on airline brand image. Third, it was found that the kinesics, the pysical appearance, the proxemics, and the paralanguage as all factors of nonverbal communication quality have significant effects on customer loyalty. That is, fine voice tone, exact pronunciation and speed, clean uniform wearing, and neat hair have positive effects on customer loyalty. Fourth, it was found that customer trust and airline brand image have significant effects on customer loyalty. As improved customer trust leads to customer preference through repurchase behaviour, it has a positive effect on the financial performance of airline companies. In addition to the increased sales, strong brand image through positive recommendation affects customer loyalty. Thus, it is important to build customer trust and improve airline brand image in order to increase customer loyalty. Consequently, this study suggests that the nonverbal communication of cabin crews is an effective way to manage customer loyalty in relation to the relationships among nonverbal communication, customer trust, airline brand image, and customer loyalty. Moreover, considering that there is little research on the mediating effects of customer trust and airline brand image on customer loyalty in relation to airline cabin crews, it suggests that subsequent studies should include a more diverse set of related variables and present multidimensional path model.
