고객만족의 두 가지 관점인 거래특유적 고객만족과 누적적 고객만족은 각각 무엇인가? | 고객만족은 거래특유적 고객만족과 누적적 고객만족의 두 가지 관점에서 연구되어져 왔다[4,17,18]. 거래특유적 고객만족은 기대-불일치 패러다임에 기초하여 특정 거래 선택 후 내리는 지각된 성과를 기대와 비교한 평가적 판단으로 만족여부를 정의하는데[18], 기대보다 성과가 낮은 경우 고객은 불만족하게 되며 기대보다 성과가 높은 경우 고객은 만족하게 된다. 누적적 고객만족은 특정 서비스 제공자에 대한 거래특유적 만족경험들이 누적된 전체적인 평가결과로서 여러 번의 거래 및 서비스경험에 근거한 누적된 평가로 정의할 수 있다[4,19]. 거래특유적 고객만족이 특정 서비스 접점에 대한 만족인 반면, 누적적 고객만족은 특정 서비스 제공자와의 모든 서비스 접점에 대한 전체적인 평가에 기초한 전반적 만족이라할 수 있다. 본 연구에서는 누적적 고객만족 관점에 따라 시간의 경과에 따른 여러 번의 서비스경험에 근거한 전반적 평가로 고객만족을 정의하였다. |
